my customers are having trouble with the refund procedure

i have been using pay pal for three years in the same way. Customer can book time, and refund up until a certain time prior to thier appt. In the last week, i have had FIVE customers confused about the refund link ( that normally has shown up in their email receipt from Pay Pal). What has changed? Several customer "think" they have requested a refund, their appt is erased fromour calendar, but not confirmation email from Pay apl. In addition, i see no evidence of EITHER the transaction OR the Refund from my end. What is happening? thanks for your advice
